Ask most online sellers where they lose customers and they will say price. Look at the support inbox and the truth is usually duller: a question that took two days to answer, a returns policy nobody could find, a tracking link that never arrived.
None of that is a pricing problem. All of it is fixable.
First reply inside a few hours, every day you trade. Not a resolution — a reply. “We have your message, here is what happens next, here is when.” The wait is what makes people anxious, not the problem.
One reply that finishes the job. Every clarifying round trip doubles the elapsed time and halves the goodwill. If an answer depends on which variant they bought, ask for the order number and give the answer for both cases.
Proactive on anything late. A customer who is told their order is delayed is mildly annoyed. A customer who discovers it themselves after checking tracking twice is looking at your competitors.
The same answer every time. Two agents giving different returns answers is worse than either answer alone, because now the policy looks arbitrary.
Almost never attitude. Usually one of three things:
Write down the twenty answers you give most. Where is my order, can I change the address, how do returns work, is this in stock, do you ship there. Twenty short answers cover the large majority of a typical store’s inbox, and once they are written anyone can give them consistently.
Decide the escalation line explicitly. What can support resolve without asking — a refund under a certain value, a replacement, a discount for a late delivery? Every item on that list is an escalation that never reaches you.
Cover the hours you actually sell in. If a meaningful share of orders arrive overnight, an inbox that only opens in your morning has a permanent backlog before anyone starts.
Not tickets closed — that rewards speed over resolution and encourages closing things that are not finished.
Measure first response time, resolved on first reply, and reopened conversations. The third is the honest one: it tells you whether “resolved” meant resolved.
